Complaints, cancellations and refunds.

The final policy will be prominent before payment. These are the fair-handling principles AK-LABS intends to apply.

Making a complaint

AK-LABS intends to accept complaints verbally, by email, in writing and through the secure patient route once available. An authorised representative will also be able to complain with the appropriate permission. Complaints will be acknowledged, investigated by someone with suitable independence and answered clearly. Raising a concern will not result in poorer treatment or access to the service.

For a pre-launch website concern, email clinic@ak-labs.co.uk without including sensitive medical information. The final policy will provide a secure route for complaints containing health information and support reasonable adjustments or alternative formats.

What to include

  • Your name and safe contact details.
  • What happened and when.
  • The outcome you are seeking.
  • Any relevant booking or case reference—without sending clinical records through ordinary email.

How complaints will be handled

AK-LABS will keep a record, consider immediate safety actions, investigate proportionately, provide progress updates where needed, explain findings and identify learning or remedy. Where a complaint concerns another organisation, such as the laboratory or clinician, AK-LABS will explain who is handling each part and obtain permission before sharing information where required.

Health and social care providers are expected to operate an effective complaints procedure. Once the final regulatory status is known, the page will identify the relevant escalation routes. CQC receives information about care quality but does not normally resolve individual complaints. See CQC’s complaints information.

Data-protection complaints

Privacy complaints will have a clear route separate from ordinary service feedback. The final process will acknowledge a data-protection complaint within 30 days, investigate without undue delay, keep the complainant informed and communicate the outcome. Individuals may also complain to the ICO.

Online cancellation rights

When online booking opens, the customer will be told about any statutory cooling-off right, how to exercise it and what happens if they expressly ask AK-LABS to begin the service before that period ends. Where the service has been fully performed after the customer’s valid request and acknowledgement, the statutory right may end. The final booking wording will be legally reviewed.

Rescheduling and late cancellation

The final booking page will state the notice period and any fair charge before payment. Charges will reflect work performed and genuine loss, taking account of whether the appointment can be reallocated. AK-LABS will not describe every payment as non-refundable regardless of circumstance.

After collection or analysis begins

A refund may not be appropriate for work already properly performed, but statutory rights remain. The final policy will separately address unsuccessful collection, insufficient or unsuitable samples, laboratory or courier failure, unavailable analytes, delayed results and clinician-review cancellation. Where appropriate, a complimentary recollection may be offered.

If AK-LABS cancels

If AK-LABS cancels and the customer is not at fault, it will offer a reasonable replacement appointment or refund the affected prepaid service. Any stronger statutory remedy remains available.

Refund timing

The final policy will state the refund method and time target, normally returning money to the original payment method unless another lawful arrangement is agreed. Payment-provider processing time may be outside AK-LABS’ direct control. Statutory rights will not be affected.
